Sinopsis

"They're cross with the machine. You're what they can reach."

Retail worker abuse in Australia is now a crime, a workplace safety hazard and a union campaign. The Human at the End of the Loop asks why customers abuse the people who serve them, why the law took so long to answer, and what happens to customer aggression when the worker taking it is replaced by a self-checkout, a screen or a chatbot.

When a service system fails, a human absorbs the failure on the institution's behalf. That worker is the shock absorber. Between 2023 and 2025, New South Wales, Western Australia and Victoria created specific offences for assaulting a shop worker, extending a protection once kept for police and paramedics. Workplace protection orders, exclusion orders and tougher sentencing are spreading through other states. The law has arrived at the moment the person it protects is being designed out of the job.

A KEELEY HALLORAN INVESTIGATION
Each chapter opens with Keeley Halloran, a fictional teenager on a Christmas casual job at a supermarket self-checkout bank. Her season runs from the training shift to the last. Then the book turns to the record. Keeley is declared fiction and carries no evidence. Every statute, statistic and quotation in the documentary chapters was checked against a primary source.

INSIDE THE BOOK

  • Customer abuse of retail and service workers in Australia, from colonial master and servant law to the latest SDA survey data on verbal abuse, physical violence and sexual harassment
  • Trove newspaper reports from 1921 to 1943: shop assistants insulted in the street, and a union asking Broken Hill miners' families to stop abusing staff over rationed goods
  • The slogan "the customer is always right", traced to its first appearance in print in 1905
  • Self-checkout, understaffing, shrink and shadow work, including Harvard Shift Project research on 15,000 service workers
  • Hansard, criminal law and psychosocial hazard duties under work health and safety law, read for what they promise and what they deliver
  • Retail barring orders and workplace protection orders, including the ACT scheme running since 2016, and the civil liberties questions they raise
  • Emotional labour, the politeness trap, moral injury and the moral crumple zone
  • Japan's national customer harassment law, the UK's retail crime reforms, Scotland, the United States and civility campaigns such as Be Kind in Retail
  • Customer service automation, AI chatbots and contact centres: who absorbs the abuse when the human is removed

The book gives room to the other side. Some customer anger is legitimate. Some customers are in crisis. Some safety measures, cameras among them, can make an encounter worse.

AFTERWORD AND APPENDIX
The Afterword, "Think of the Human", carries the argument to contact centres, public counters, transport, hospitality, fast food and health reception, with a five-question human impact assessment for anyone deploying AI customer service. The Appendix sets out a proposed longitudinal study, because no jurisdiction has produced solid before-and-after evidence that any intervention reduces abuse against frontline workers.

WHO IT IS FOR
Anyone who has worked a counter, or has a teenager who does. Retail managers, union delegates, work health and safety officers, policy advisers, lawmakers and researchers. Anyone building the systems that decide who is left to face the customer.

A narrative non-fiction investigation for readers of Australian history, sociology, labour and industrial relations, workplace violence, retail crime, customer service, workplace safety, mental health at work, unions, law and the future of work with artificial intelligence.
